我國人壽保險業發展,自從1987年開放外商進入保險市場,1993年解除禁令,准許新保險公司設立,保險公司如雨後春筍般相繼成立,至2001年,財政部實施金融改革,國內大型金融集團相繼成立金融控股公司,保險公司在納入金控組織後,面臨金控集團間組織綜效的策略影響,更須建立符合現代化競爭態勢的組織及連結活動,因而各保險公司紛紛在地方成立服務(行政)中心,以做好內部後勤支援服務,協助外勤人員滿足及因應顧客的需求。本研究的目的在探討,服務中心的服務流程配置、員工服務能力與品質的良窳、與外勤人員互動的態度與對應是否暢通等內部行銷作為,期望針對外勤人員滿意度的調查結果做實證分析後,提供業者經營管理上的參考。 本研究以問卷調查的實證研究方式來探討服務(行政)中心內部行銷服務傳遞的內容及方式,參考文獻設計外勤人員對知覺的內部服務品質及內部滿意度量表,參揉學者理論及研究對象實際情況,將構面開展為「主管領導與投入」、「整體工作環境」、「服務態度」、「服務效率」、「專業能力」、「同理心」、「溝通與互動」、「外勤人員對內部服務滿意度」等八個面向,作為內部顧客滿意的評量指標,針對桃園服務中心所服務轄區外勤人員為抽測對象,抽樣方式採用分層比例抽樣方式,採用SPSS統計軟體之因素、信度、單因子多變量統計、迴歸及單因子變異數等方法進行實證分析,其結論如下: 1、受測者對桃園服務中心知覺的內部服務品質及內部服務滿意度應屬中上程度。 2、在服務傳遞方面,除了外勤人員對給付醫療及理賠受理服務之使用頻率有些許影響外,其餘各項服務內容之使用頻率及服務傳遞方式之比例均無差異。 3、業務人員對內部服務品質的知覺愈佳則其對內部服務滿意度愈高,其影響程度以同理心構面最高。 4、在不同背景人口變項對知覺的內部服務品質及內部服務滿意度的影響差異上,呈現女性低於男性、資淺低於資深、年輕低於年長、高學歷低於低學歷及低職務者低於高職務者。 保險公司對服務(行政)中心作業的要求,除已建立標準作業程序,不斷地提升人員素質,加強人員內外部訓練,鼓勵專業證照考試等,並不斷整合協調後勤支援部門間,相互支援及快速的應變能力,期望做好全方位顧客滿意的服務系統(TCS);但外勤人員對於內部服務品質及內部服務滿意度的要求,永遠有一個無法彌平的對立矛盾,期望本研究實證的結果及反映的現象,能提供服務(行政)中心參考,訂定更具創新價值的內部行銷策略,以提升更優質的服務,滿足內外部顧客的需求。
