客服中心對企業經營績效影響之研究-以X公司為例

摘要


在日益競爭的商業環境下,資訊科技的日新月異,企業經營的方式漸趨多元、國際化,對於消費者的服務品質也愈來愈重視。一些比較重視品牌形象的企業也紛紛成立客服中心,以便提昇顧客服務品質。 國內企業的客服中心設立始於一些消費性產品,大約於1985年台灣的消費意識開始抬頭,許多企業從交易導向的行銷方式逐漸進入顧客服務導向的階段,客服中心已經成為市場競爭中最重要的一環,客服中心是最接近客戶的一端,除了維繫舊有客戶,更主動、積極爭取新客戶進行互動式的行銷。藉由客服中心,企業除了能夠更集中、專業地進行產品行銷、銷售與服務的活動之外,它更是一個企業了解市場現況與維繫客戶關係的最佳方式以及提昇競爭力。 本研究將透過四個構面來探討客服中心對企業經營績效之影響,此四構面包括產品和服務之品質、顧客滿意度、品質系統與員工參與、組織利益及競爭力等。本研究透過問卷發放方式蒐集相關資料,並透過SPSS與SMARTPLS軟體進行結構化方程式(SEM)模型分析。依研究結果發現客服中心服務品質對企業經營績效是有直接的影響性。

The competitive commercial environment, multi-dimensional and international enterprise operation, as well as the ever-changing information technology, inevitably leads to heightened customer service quality. Enterprises that value their brand image started to establish customer service centers, so as to impress their customers. Taiwan customer service centers were first established through consumer products. In around 1985, Taiwan's consumption awareness started to bud, many enterprises entered customer service orientation phase from trading orientation phase, making customer service the most crucial element in the industry. Aside from maintaining existing customers, customer service center also compete for potential customers in an active way. Through customer service centers, enterprises can focus more professionally on activities aside from product marketing and services, it helps enterprises to know the market status and maintain existing customers. This research explores the influences customer service centers have on enterprises' profit performance through four different dimensions, including product and service quality, customer satisfaction, quality system and employee involvement, as well as organization profit and competitiveness. The researcher gathers information by delivering questionnaires and analyzing data with SPSS and SMARTPLS. The researcher found that the quality of customer service centers have direct influence on enterprise profits.
