探討服務補救、信任與顧客忠誠度之 關聯性

摘要


近幾年來開始食品安全是一項全球性關心的話題,則此話題同時影響了消費者與業者之間的存續關係,儘管全球大多數的食品供應情況都很安全,但每年層出不窮的案例,再再暴露了食品的安全危機對於消費者的隱藏威脅。而服務業在國內的成長非常快速且重要在競爭愈趨激烈的經營環境下,愈來愈多的公司重視以服務當作差異化的策略,期能對公司獲利有正面的影響,並改善顧客信任、忠誠度。過去學者發表的文獻中,無論國內外可以發現先前的研究文獻,只有探討服務補救對信任,或是信任對顧客忠誠度的研究,並沒有學者將服務補救、信任與顧客忠誠度併在一起討論,因此本研究欲探討餐飲業在發生服務失誤後,藉由服務的補救程度來探討對信任與顧客忠誠度的效果,並以服務失務嚴重性來做為干擾變數。本研究以王品原燒和鼎王麻辣鍋兩個個案來探討,共發放375份問卷,研究結果顯示此兩個個案呈現出不同的結果,王品原燒和鼎王麻辣鍋的服務補救程度都顯示會影響消費者知覺的專業能力、善意與解決能力,進而影響顧客的忠誠度,則服務失務嚴重性王品原燒此個案中是有呈現干擾效果的,鼎王則沒有顯著。探討原因可能為在實質面服務補救上,王品原燒採用退費,鼎王麻辣鍋採用折扣優惠這兩者的不同,與服務失務嚴重性的程度不同所以導致不同的結果。

Recent years the service recovery has became one of the most concerned topic in Taiean. Although it is unavoidable for the company which offers the best service to experience service failure now and then. As a result, the customer loyalty might be damaged by the fact of service failure. Even the best company may sometimes suffer from the service failure. It is a true that the customer loyalty may be damaged by service failure. But it does not mean that the company will lose the customers. In this study, the impact of service recovery and trust and the impact of trust and customer loyalty will measure.This study collects 375 questionnaires. The analyzed results confirm that service recovery has significantly positive effects on trust; Trust has significantly positive effects on customer loyalty; The magnitude of service failure will moderates the service recovery and trust a little.
