產品品質、服務品質及價格公平對顧客滿意度及顧客忠誠度之影響—以中油台北地區直營複合商店為例

摘要


在油價高漲的時代,汽、柴油銷售的毛利越來越低,加油站的多角化經營有複合商店、保養中心、精緻洗車設施、及汽車美容等四大項,其中加油站複合式商店較為顯著,不僅維持加油站營運績效,更是提升營運價值的利器之一。台灣中油公司在加油站附設複合商店從民國86年導入,至99年12月止,台北地區共38家。 本文探討產品品質、服務品質及價格公平對顧客滿意度及顧客忠誠度之影響,以台灣中油台北地區直營的38家加油站複合商店為研究對象。採問卷調查方式收集資料,然後運用線性結構方程進行分析,以提供加油站業者新的思考方向,期望能幫助改善營運。 研究分析後發現如下; 1.服務品質、顧客滿意度與顧客忠誠度之影響關係 在加油站複合商店所提供給顧客的服務能確實告知服務內容、迅速提供服務、24 小時服務,其對於提高整體顧客滿意度有最顯著正面的影響。 2.產品品質、顧客滿意度與顧客忠誠度之影響關係 加油站複合商店所提供的產品表現出的產品品質愈好,其對於提高整體顧客滿意度有最顯著正面的影響。 3.價格公平、顧客滿意度與顧客忠誠度之影響關係 在分析價格、顧客滿意度與顧客忠誠度之影響關係後,本研究實證顯示發現價格構面對顧客滿意度有顯著之影響。 4.顧客滿意度顯著正面影響顧客忠誠度 加油站複合商店提供給顧客在售後服務、服務團隊的表現、溝通方面的作法及整體表現等方面的滿意度愈高,顧客會有較高的忠誠度。

This article discusses the quality of products, quality of service and fair prices influence on customer satisfaction and customer loyalty, Taiwan 38 petrol stations complex oil direct in store for the study. Collected survey data mining and analysis using linear structural equations to provide gas station operators to new way of thinking, expected to help improve operations. Analysis of the study found the following; quality of service, product quality and fair prices on customer satisfaction and customer loyalty is a significant impact in service quality and customer satisfaction, product quality and price plays an intermediary role between equity and customer loyalty, customer loyalty also have indirect and significant impact.
